Ember Collective's support queue piled up overnight — tickets sat untagged and unrouted until someone manually sorted through them each morning, delaying responses before the day even started.
We built an automation that reads every incoming ticket, tags it by topic and urgency, routes it to the right queue, and drafts a first response for common issues — running continuously, including overnight.
Smart Tagging and Routing:
Tickets are categorized by topic, urgency, and customer tier automatically, so they land in front of the right person without a human doing manual sorting first.
Drafted Responses, Human Review:
For common, well-understood issues, the automation drafts a full reply. An agent reviews and sends it, cutting response-writing time dramatically while keeping a person in the loop.
Escalation for Edge Cases:
Anything unusual or high-stakes — a churn risk, a legal question, a bug report — gets flagged and routed straight to a senior team member instead of sitting in a general queue.
Built to Run Overnight:
The automation runs continuously, so tickets that come in outside business hours are already triaged and, where possible, drafted by the time the team logs in.
